# Prevent wrong-team incident routing after org changes (governed auto-remap)

Org changes happen. What usually doesn’t keep up is the _routing logic_:

- ServiceNow assignment rules still point to old groups
- PagerDuty escalation policies aren’t linked to the right ServiceNow assignment groups
- Jira/ServiceNow mappings drift
- The result: incidents land on the wrong team (or nowhere), and humans “fix routing” under pressure

This is a classic **ticket → action gap** problem: AI can _suggest_ “reassign to Network Ops,” but you still need a governed execution layer to:

- validate the target group exists and is on-call
- enforce policy (who can reroute what)
- execute deterministically across systems
- log every decision/action for audit

Autom Mate fits as the **execution + control layer between AI and IT systems** , with guardrails, policy enforcement, and full auditability. -to-end workflow (one blueprint)

### 1) Trigger

- **Trigger:** Incident created/updated in ServiceNow (e.g., `assignment_group` empty, or `assignment_group` set to a “deprecated” group)
  - Trigger type: **API trigger / webhook** into Autom Mate (REST/HTTP/Webhook action if you don’t have a native connector)

### 2) Validation (context + policy checks)

Autom Mate pulls context and validates before any change:

- Fetch incident details (service, CI, category, environment, VIP flag)
- Determine “expected routing” using a controlled mapping table (e.g., `service → owning team`, `CI → support group`)
- Validate target group:
  - group exists
  - group has an on-call / escalation policy mapping (if you use PagerDuty)
  - group is not marked “frozen” during a change window

- Policy checks:
  - only auto-reroute for P1/P2? or only for specific services?
  - if the incident is security-related, require SecOps approval

Autom Mate supports conditional logic/branching and validation patterns, plus error handling rules.

### 3) Approval omation) taking direct action in ITSM can be risky, add a governed approval step:

- **Rule-based auto-approval** for low-risk reroutes (e.g., “known service ownership mapping, no data sensitivity flags”)
- **Human-in-the-loop approval** for high-risk cases:
  - post an approval card to Teams/Slack
  - require the duty manager to approve within X minutes

(Autom Mate’s value here is that approvals gate deterministic execution—AI can recommend, but Autom Mate controls _when_ and _whether_ changes happen.)

### 4) Deterministic execution across systems

Once approved the same way every time:

- Update ServiceNow incident:
  - set `assignment_group`
  - optionally set `assigned_to` using a deterministic rule (e.g., “primary on-call user”)
  - add a work note: “Rerouted by governed automation: mapping vX.Y, reason Z”

- If PagerDuty is in the loop:
  - ensure the ServiceNow assignment group is linked to the correct PagerDuty service/escalation policy (or open a task to fix the mapping)

- If Jira is the engineering system of record:
  - update the linked Jira issue component/queue to match the new owning team

(Integrations should be implemented as **Autom Mate library** actions where available; otherwise use **REST/HTTP/Webhook action** calls.)

### 5) Logging / audit

Autom Mate logs:

- the trigger payload
- the mapping ation results
- who approved (or which rule auto-approved)
- every API call + response status

This addresses the “prove why it changed” requirement and avoids black-box routing. Autom Mate emphasizes transparent, auditable workflows.

### 6) Exception handling / rollback

Routing changes fail in real life (rate limits, missing groups,BServiceNow update fails:

- retry with backoff
- if still failing, post to Teams/Slack and tag the service desk lead
- If the target group is invalid:
  - fall back to a “Routing Triage” group
  - create a Problem record: “Ownership mapping drift detected”

- If downstream updates fail (PagerDuty/Jira):
  - keep the ServiceNow assignment change (if that’s your priority)
  - open a follow-up task and attach the execution log

Autom Mate supports error handling, retries, alerts, and execution monitoring.

## Why this is a real problem (and not theoretical)

- ServiceNow assignment behavior is frequently driven by business rules / scriptsewhen logic drifts. ([servicenow.com](https://www.servicenow.com/community/itsm-forum/on-incident-assignment-group-is-not-changing-to-other-when/td-p/3232831?utm_source=openai))
- Cross-tool mappings (e.g., ServiceNow ↔ Jira) commonly break on “semantic mismatches” like team/queue concepts and ownership fields. ([community.atlassian.com](https://community.atlassian.com/forums/App-Central-articles/ServiceNow-to-Jira-Incident-Mapping-What-It-Takes-to-Get-It/ba-p/3201227?utm_source=openai))
- PagerDuty’s ServiceNow integration depends on correct linkage between escalation policies and ServiceNow assignment groups; missing links can prevent correct assignment behavior. ## Two mini examples

### Mini example 1: “Assignment group is set, but it’s the wrong one”

- Trigger: Incident created for Business Service = “Payments API”
- Validation: mapping says “Payments SRE,” but incident is assigned to “Core Platform”
- Approval: auto-approve if service is in the “safe auto-reroute” list
- Execution:
  - update ServiceNow assignment group
  - add work note with mapping version
  - notify the new team in Teams

### Mini example 2: “No one owns this anymore” (group deprecated)

- Trigger: Incident assignment group = “Legacy Network Team” (flagged deprecated)
- Validation: group is deprecated; new owner group = “Network Ops”
- Approval: require duty manager approval (org-change sensitive)
- Execution:
  - reassign incident
  - create a Problem: “Deprecated group still referenced by assignment rules”
  - attach Autom Mate run log for audit

## Discussion questions

- Where do you want the _source of truth_ for ownership to live (CMDB CI owner, service owner registry, or a controlled mapping table in Autom Mate)?
- What’s your “safe to auto-reroute” policy (by service, priority, environment, or data classification)?
